Contact the party that can see the record
For a wallet, card or bank status, start with the provider or issuer. For an account credit, platform deposit or app login, use the merchant’s official support centre. If the provider confirms payment but the merchant cannot find it, share the provider reference with the merchant. Each side sees different systems.
Find contact details by navigating to the provider’s official website or verified app, not by calling a number in an unsolicited message. Airtel’s published contact page describes its current customer-care routes and explicitly warns that it will not request an Airtel Money PIN or OTP.
Prepare a concise case
- Describe what you attempted and the date/time.
- Include the transaction reference, amount and currency if relevant.
- Quote the exact status or error; avoid assumptions about who caused it.
- State what you have checked on the provider and merchant sides.
- Keep the case number and support response for your records.
Never hand over account control
Do not share PINs, passwords, OTPs, full card security details or remote-control access. Support should not ask you to approve an unrelated transaction as a condition of tracing or reversing a payment. Do not pay a personal “release” or “unlock” fee unless the official terms clearly identify a legitimate fee and recipient.
If a contact feels suspicious, end the conversation and call the official number listed on the provider website. If you already disclosed credentials, secure the account immediately and report the event through official channels.
